IT service desk KPIs Qatari IT teams should actually track

Most service desks report ticket counts. Management wants to know whether IT is reliable, fast and getting better. These are the metrics that answer that, and how to produce them from the service desk itself.

Pick metrics management can act on

A metric is useful when someone changes a decision because of it. Ticket volume by category tells IT where to automate; first-contact resolution tells them where to train; SLA compliance by priority tells management whether the desk keeps its promises; change success rate tells everyone whether the process protects production. Metrics that nobody acts on, such as raw ticket counts or average handling time without context, are noise.

The metrics below come from ServiceDesk Plus and are reported through its dashboards or Analytics Plus. The definitions matter more than the tool; agree them before building the dashboard.

What good looks like

Targets depend on the organisation, but patterns are consistent: SLA compliance above the low nineties for priority tickets, first-contact resolution rising as the knowledge base matures, backlog older than 30 days near zero, reopen rate in low single digits and satisfaction trending up. The trend matters more than the number; a desk improving from 70 to 85 percent is healthier than one flat at 90.
